Customer Success Manager

We're growing the US customer base every month — and hiring ahead of demand for a CSM who turns new customers and pilots into long-term, expanding accounts.

Nory · NYC-based · US SMB & mid-market book · Reports to Chris Venus (VP CS)

Priority P2 Q1 2027 start
Why now

The US book is growing — and we're hiring ahead of it.

The US is our fastest-growing market. We have around $700K of ARR live, a good share of it in pilots, and more customers going live every month. Pilots follow our UK playbook: CS and Onboarding working together from day one, so customers see value fast and convert to full rollouts.

With a dedicated US onboarding team now in place, this role is pure Customer Success. We're expanding the US team ahead of demand, so the person we hire can own a growing book from the start, and help shape how US CS runs as it scales.

4 They'll monitor health and usage signals and act before risk landsdirect + build
5 They'll agree owners, commitments and dates with customers and internal teams, and reset unrealistic asks directlydirect
6 They'll run their book with a clear system that scales as more accounts are addedbuild
7 They'll build the playbooks, SOPs and processes the US CS team will run onbuild
8 They'll be the voice of the customer to Product and Opsdirect
9 They'll grow into larger and enterprise accounts as we land themdirect
Who we're looking for

The candidate

A top-end mid-market CSM who's keen to get to enterprise, but happy to start with SMB and mid-market accounts and prove it out. Structured and organised by default, thinks in customer value rather than activity, and can be handed something and trusted to run with it. Likely coming from a top hospitality tech product with a strong CS team, a best-in-class SaaS CS team serving similar personas (finance, HR or ops buyers), or an operations or finance background at a multi-site operator before moving into tech.

Commercial ownership
Has owned renewals and expansion against a target, and can quote their NRR.
Value-led
Builds success plans tied to measurable outcomes, and shows customers the value in their own numbers.
Structured operator
Runs their book with a clear system and stays on top of it when things get busy.
Builder
Creates processes and playbooks that make the whole team more effective, not just themselves.
✓ No hospitality background — strong SaaS CS experience with similar buyer personas is a great alternative
✓ Less formal CS tenure, if they've operated at a 10+ site hospitality business and moved into tech
The enterprise-only CSM
Strong on big logos, but a mismatch with an SMB and mid-market book.
The small-operator lens
Operator experience only at 1–3 sites — the challenges are different at 10+.
The relationship manager
"They liked it, they used it" — no numbers behind the value.
The escalator
Passes hard customer conversations upward rather than resetting expectations themselves.
Hard no's
No unrestricted US right to work (we are not sponsoring for this role)
Not able to be in NYC 2–3 days/week, in the office or onsite with customers
Never owned a book with renewal or expansion responsibility
Enterprise-only background with no appetite for SMB and mid-market
Fewer than 4 years in CS or account management in B2B SaaS
Can't describe a system for running their book beyond a calendar

What "AI-first" means for this role

Build the playbook, don't just run it.

The US team is early, so the first CSMs set how it works. We want someone who builds systems — and uses automation and AI to cut manual effort — rather than covering gaps with heroics.

Health monitoring
Success plans
Renewal prep
Account reviews
Playbooks & SOPs
Non-negotiable

A clear, repeatable system for running their book — one that holds up when it gets busy. This is the one thing we won't compromise on.

What we're testing, by stage

Five stages, each testing something specific.

1 Screening Talent (Sian) Hard requirements, motivation, right to work, comp, and first evidence on commercial impact, customer value, stakeholder alignment and how they organise their book.
2 HM Interview Peter Depth in practice, not theory: show us how you track your book, the most stretched you've been, a success plan end to end, and how you handled a sales over-promise.
3 Task / Case Study Chris + Peter A real-feeling account dataset: diagnose risks and opportunities, triage a competing in-tray, a short customer role-play, and a success plan for one account.
4 Culture James Nory values in practice, through a GTM lens.
5 Final Chris Final close with the VP CS: ambition, fit with where US CS is heading, and a genuine two-way sell.

For the Task stage interviewer

60 minutes, presentation plus Q&A. Built on the pure CS task we've used before (a dataset, pick out priorities, talk through the approach), pitched slightly higher, plus a timed in-tray with a new urgent item injected midway, and a role-play with a customer who's missed agreed actions and is pushing a feature sales promised. *TBC — final task brief to follow.*

For Culture and Final

A 30-minute session with James focused purely on Nory's four values — it doesn't re-test anything covered in the HM interview or task. GTM lens: listen for commercial and customer outcomes mentioned unprompted, a bias to keep things moving, and genuine collaboration with sales and onboarding. Full culture stage guide →

For Final: A final conversation with Chris that doesn't re-test earlier stages. We're confirming they're bought into where US CS is heading — a growing book, a path to larger accounts, and helping shape how the team runs — and answering their questions openly so it's a genuine two-way sell.

Selling Nory

Get in early on a market that's taking off.

Very few CSM roles let you join a market this early — with a book that grows every month and real influence over how the team works.

Your book grows as we do. More US customers go live every month, and pilots convert into full rollouts — this is a book that expands with the market.

A path to enterprise. Start with SMB and mid-market, and grow into larger accounts as we land them.

Work that shows up in a P&L. Multi-site operators measure everything in labour cost, food cost and covers — CS impact here is visible in the customer's own numbers, not an adoption metric.

Backed to grow. $60M+ raised, Series B led by Kinnevik, with North America as the priority market.
